Map a request from arrival to resolution
Identify the channels you actually need, who handles each request and when an escalation becomes necessary. Distinguish a shared inbox from a structured service operation. A larger feature set is not a substitute for clear ownership.
Criteria that change the decision
Follow both the agent’s work and the customer’s experience across a complete conversation.
- Routing: test assignment, collision handling and reassignment.
- Context: inspect conversation history, internal notes and identity matching.
- Knowledge: check article ownership, search quality and update workflows.
- Controls: inspect redaction, permissions, audit records and retention.
Speed versus service quality
Automation can organize queues while adding risk if it closes or routes requests incorrectly. Aggregate response metrics can hide unresolved issues. Define useful outcomes such as an accurate answer and an understandable next step before selecting reporting requirements.
A useful trial scenario
Create a synthetic request, add a follow-up through another channel and escalate it to a second team. Check whether context survives, internal notes remain private and duplicate contacts can be resolved safely. Reopen the case and export its history to inspect completeness.
Questions for the supplier
Ask about channel restrictions, attachment limits, service-hour rules and data deletion. If automated or AI-generated answers are offered, request evidence on source grounding, human escalation and data use. Treat unverified accuracy or resolution claims as unknown.
Build a decision record
Include onboarding, knowledge maintenance, coverage and quality review in the operating effort. A small team may prioritize a clear queue; a regulated workflow may require more extensive controls. Verify each requirement against documentation and a scoped trial before committing.
